Claims Handling Severely Penalizes Perceived Innovation in the Insurance Sector, UC3M Study Finds

Carlos III University of Madrid (UC3M) with the collaboration of the management consulting firm Neovantas have presented the results of the 4th edition of the Spanish Innovation Index (ÍEI), identifying the brands perceived as most innovative by Spanish consumers in 2025. Developed by UC3M’s Institute for Development of Enterprises and Markets (INDEM) in collaboration with Neovantas, the index evaluates 131 companies across 21 sectors, accounting for over 70% of Spanish household consumption.

The report highlights that the insurance sector reached a key turning point in 2025 following a record high in the previous edition. After achieving its highest ratings in perceived innovation and relative appeal in 2024, the sector experienced a market adjustment across key indicators, including customer satisfaction and brand loyalty. Rather than a systemic collapse, this correction reflects a fundamental evolution in how policyholders evaluate an insurer’s overall value proposition. Within this context, Mutua Madrileña stands out by consolidating its market leadership and further improving its position on the index.

Unlike other sectors where performance gains stabilized, insurance policyholders have significantly intensified their financial and operational scrutiny. Consumers no longer evaluate an insurance proposal solely on its innovative capabilities, but on the alignment between price, coverage, and actual experience when an incident occurs. This heightened scrutiny explains the adjustment observed in 2025 and points to a market with a shrinking margin of tolerance for service friction.

Clarity and Trust Outweigh Pure Technological Innovation

In this evolving landscape, technological innovation loses its persuasive power if it is not accompanied by clarity and trust. While consumers may not explicitly use the word "transparency," qualitative survey feedback highlights widespread frustration over confusing promotional slogans and instances where insurers cancel policies without clear explanation or customer consideration.

Against this backdrop, Mutua Madrileña positions itself as the comprehensive leader across the insurance sector, commanding top rankings in perceived innovation, customer satisfaction, brand appeal, and loyalty. Its performance demonstrates that a sustainable competitive advantage stems not merely from digitization, but from delivering a complete value proposition built on clarity, trust, and service consistency.

Experiential Factors and Claims Handling Drive Brand Value

Qualitative analysis from the ÍEI confirms that although premium pricing remains a declared concern for consumers in 2025, price is not the primary driver of value destruction. The elements that penalize overall brand perception most severely are experiential: customer service quality, contractual transparency, and, above all, claims handling. In the insurance sector, consumer trust is damaged far more by friction during "moments of truth" than by premium price comparisons. Consequently, technological innovation loses all value if a policyholder experiences cold or inefficient support when filing a claim.

The study also highlights growing competitive polarization within the sector. While institutions such as Santalucía, Zurich, and Allianz have maintained steady, positive momentum in perceived innovation and appeal since 2022, other insurers have suffered noticeable declines in satisfaction and loyalty. In an increasingly demanding environment, the gap between consistent leaders and eroding brands is becoming wider and less acceptable to consumers.

Overall, open-ended feedback from 2025 indicates that many users remain in a state of preventive skepticism rather than feeling fully secure in a mature market. The main challenge for insurance companies lies in winning over policyholders by providing genuine peace of mind and guaranteeing that services will work seamlessly when needed most. The key to success is not simply more digitization, but reliable, transparent, and empathetic execution.
